Who you are
- Bachelor’s degree in an Engineering discipline, Computer Science, or equivalent work experience
- 10+ years in a Customer-facing Support role including 3+ years managing a technical team
- Experience implementing and managing Knowledge initiatives in complex technical environments
- Experience with data-based decision-making, exercising good judgment in ambiguous circumstances, and effectively communicating across a diverse team
- Zeal for operational excellence, problem-solving aptitude, and strong intellectual curiosity
- Excellent written and verbal communication skills for coordinating across teams
- Ability to identify risks and dependencies and put in place plans to mitigate them
- Ability to handle multiple tasks in a fast-paced environment without losing focus
- KM certification preferred
What the job involves
- This role will provide leadership on the development and execution of knowledge initiatives, which includes content strategy, knowledge sharing, learning and communication processes needed to take the Saviynt Customer organization to the next level
- This position will also be responsible for owning the tools, processes, and assets for a fluid communication flow between Support Operations, Cloud Operations, Professional Services, Field Engineering, and their main stakeholders within and beyond (e.g., Engineering, Sales Engineering, Product Management, Partners, Community, Marketing, etc.), enable and promote a culture of collaboration and knowledge sharing
- Drive the Knowledge-Centered Service (KCS) program, including implementation, adoption, training, coaching, toolset, monitoring, and change management strategy
- Direct employees to focus on KCS coaching activities and developing content through content reports, support case review, community reviews, and related sources, and will document functionality not yet documented elsewhere
- Analyze trends in content creation and usage for the Saviynt Customer Portal (SCP) and internal support repositories using machine learning technologies
- Report on metrics to measure the usage, adoption, success, and utilization of knowledge to provide business insights to the support leadership
- Serve as the point of contact and ambassador for the organization on Knowledge evolution through the implementation of clear and regular communication cadences
- Work with stakeholders in Support Operations, Cloud Operations, Professional Services, Field Engineering, and their main stakeholders within and beyond (e.g., Engineering, Sales Engineering, Product Management, Partners, Community, Marketing, etc.) to identify opportunities to leverage content and knowledge that can drive business solutions
- Collaborate cross-functionally with the Partner and Marketing Community teams and the Customer Knowledge Experience teams
- Work closely with IT and Business Operations providing requirements, business needs and performing testing for updates and improvement of knowledge, content and search tools
- Manage Knowledge tools and systems, which includes a knowledge base, article taxonomy design and governance and the component dependencies with the SCP
- Research and evaluate technology and products that can enable and improve knowledge processes to support business goals
- Participate in other projects and initiatives as required
